In the early days of Amazon, Jeff Bezos noticed a strange pattern customer complaints about long phone hold times kept piling up, but the internal data said the average wait time was under 60 seconds. During a Weekly Business Review meeting, while the head of customer service was defending the metric, Bezos picked up the speakerphone and dialed Amazon's 1-800 number live in front of his executives. The room went silent. According to Bezos's own retelling on the Lex Fridman Podcast, he waited more than 10 minutes before anyone picked up. The moment exposed a fundamental flaw the "average" only counted calls that connected, ignoring customers who hung up in frustration.
